5 SUMMARY OF MASTER S DISSERTATION Title Student Identification Number Name Yuriko Iida Customer Value in Hospitality for Luxury Hotels Abstract Japan has engaged in a variety of social challenges such as population decline, aging society, fierce competition in business at home and abroad and change of social structures and business models. With the shift away from manufacturing to a service-based economy, the hospitality industry is gaining attention in this country. The concept called Omotenashi (in Japanese) is considered to be a customer value in Japanese tourism and services industries, which is also promoted by Japan Tourism Agency established in Under the circumstances, there is a simple question, what is hospitality? The term has a broad meaning to cover various services, and its value is only evaluated by subjective elements. There are few systematic approaches in the definition. This paper focuses on luxury hotels in Tokyo. Among the hospitality management industry, luxury hotels are expected to provide high added value services. Hotels in the class are also expected to develop thanks to promotion of the Japanese tourism, especially for wealthy tourists but face fierce competition with foreign-affiliated luxury hotels (globalization). However, it is insufficient to be competitive without changes of their Japanese old-fashioned organization. Therefore, the author reviewed the value in hospitality from a systematic viewpoint, since luxury hotels, as a complex system including various stakeholders, should be properly designed. In the process, it was revealed that luxury hotels are comprised of values including space (property), time and human. This analysis resulted in the human element for a quantitative study for optimization of customer satisfaction, which should eventually improve business performance of the hotels. In particular, the systems engineering tools were applied to analyze functions and quality elements in the process, which led to human elements as the main focus of this study. Consequently, the quantified hospitality value was assessed by practical viewpoints, not for an idealistic view. Thus, this study revealed that various systems engineering approaches are effective for numerical identification of the values in hospitality.
